What is social listening and who handles community management?
Monitoring mentions, answering comments and messages, and who owns the response.
Social listening is monitoring what people say about your brand, your competitors and your category. Community management is replying to comments, messages and reviews. An agency can do most of the listening and most of the replying, but not the answers that need your product knowledge.
What listening is for
Three things, in order of value. First, catching a complaint before it becomes a review. Second, finding the exact words customers use to describe their problem, which is the best ad copy source you have. Third, noticing what competitors are being praised and criticized for. You do not need expensive software to start. Native platform notifications, a saved search on your brand name and common misspellings, and Google Alerts cover most small businesses.
What community management is for
Response time is a sales metric. A question in a comment or a direct message is frequently a buying signal, and the business that answers first usually wins it. Set a target you can actually meet, publish it internally, and measure against it.
Who owns what
- Agency: monitoring, first-line replies, thank-yous, routine questions, escalation, and drafting responses to anything sensitive.
- You: anything requiring product specifics, pricing you have not published, clinical or legal claims, or a decision about a refund. An agency that guesses at these creates a bigger problem than a slow reply.
- Together: an approved response library for the questions that repeat, so first-line replies are fast and accurate.
Routing, so conversations do not die in the inbox
A social message is usually one of three things: a lead, a support issue, or noise. Decide in advance where each goes. Leads should become a contact in the CRM with the source recorded, not a screenshot pasted into a chat channel. Support issues should become a ticket with an owner. If you run HubSpot, connecting social inboxes keeps that history on the contact record, which matters later when sales asks where this person came from. How the HubSpot social tools work covers the setup.
One honest limit: nobody should be monitoring social at midnight. Publish your hours in the profile, use an auto-reply that sets expectations, and answer promptly during them. That beats pretending to be always on.
